The April update from Zendesk is one of the most comprehensive in a long time. From AI-driven routing recommendations to powerful new tools for internal operations (Employee Services), the goal is to create a more seamless experience for both customers and employees.
Zendesk Support and Agent Workspace
- Routing Closed Conversations: Omnichannel routing can now automatically route closed conversations as email tickets. This ensures follow-ups happen in the correct channel without manual intervention.
- Global AI Translation: Outbound messages now support AI translation across all asynchronous channels (email, web forms, and API), using a consolidated engine for both inbound and outbound text.
- Task Lists: Now available for all Suite plans. Admins can define standardized checklists so agents always follow the correct procedure to resolve a case.
- Full Termination Traceability: The event log now shows the name of the agent who ended a messaging session, simplifying quality assurance.
Zendesk AI Agents & Copilot
- AI Routing Recommendations: Copilot now provides AI-based recommendations for routing configurations in the Admin Center. With 21 different recommendation types, the system helps you optimize flow based on actual traffic data.
-
Visual Conversation Journey: A new "Conversation journey" tab shows exactly how customers move through the AI agent's flow, allowing you to identify where escalations occur.
- Summarization Group Access: You can now control access to AI-generated ticket summaries at the group level for enhanced security.
- Full Control over AI Agents: Administrators can now delete advanced AI agents themselves without contacting support.
Objects and Business Rules
- Brand-based Filtering (Custom Objects): Restrict access to Custom Object records based on brand association. Critical for companies managing multiple brands within a single instance.
- Sandbox Management: Version Management now supports capacity rules, allowing you to deploy complex routing changes from sandbox to production with confidence.
Zendesk Employee Services
- Service Catalog: Organize internal services into categories to make it easier for employees to find what they need.
- Okta and Microsoft Entra ID Automation: New connectors in Action Builder allow you to automate identity management directly within a chat flow.
- Flexible Approvals: Choose whether end-users should be allowed to approve requests programmatically.
Messaging and Security
- End-user Control: Users can now end their own chat sessions within the Web Widget.
-
AI Label Redesign: The "Generated by AI" label in the widget has been redesigned to be less intrusive while remaining transparent.
- Smoother 2FA: The system now checks for expired passwords *before* the 2FA prompt, saving time during login.
- Enforced Logout: Enforce maximum session duration for increased security.
Analytics and Zendesk WFM
- Real-time Monitoring: Dashboards have received new reports and visualizations, including SLA status per queue.
-
Combined Workstreams (WFM): Schedule agents across multiple channels simultaneously (e.g., both Voice and Chat) for better resource utilization.
- Accurate Time Off: Time off reporting in WFM is now linked to actual shifts instead of flat 24-hour blocks.
Our Take
This month, we see Zendesk moving beyond simple features and into strategic AI advisory through Copilot. For administrators, the new filtering options and improved sandbox management provide significantly better control over complex environments.
